The appliance customer has a clear need: restore a washing machine that stopped during a cycle. The service team now needs to turn that need into coordinated work. Dynamics 365 Customer Service provides the application, records, and processes that connect the request from first contact through resolution.

Create a shared service foundation

Customer requests often cross people, teams, and interactions. Without a shared system, context can become scattered across messages, notes, and separate applications. The customer repeats information, representatives spend time rebuilding the history, and managers struggle to understand the outcome.

Dynamics 365 Customer Service brings the service story together. It connects:

  • Customer and product information that identifies who needs help and what they use.
  • Cases and activities that track the issue and related work.
  • Queues and service commitments that organize and prioritize requests.
  • Knowledge that supports consistent answers.
  • Resolution data that helps teams learn from completed service.

In the appliance example, these connections show which customer owns the washing machine, what error occurred, which troubleshooting steps the customer tried, what support applies, and what work resolves the issue. The case gives the service team one durable record even when several interactions or teams contribute.

The same foundation supports other service needs. A representative might answer a product question, investigate a defect, arrange follow-up work, or contact a customer about a condition detected by a connected device. In each situation, Customer Service preserves the context behind the answer, not only the final response.

Support representatives and administrators

Service representatives use Copilot Service workspace to manage cases, conversations, activities, and knowledge in a multisession app. A representative can move among work items while keeping the context associated with each session.

For the appliance request, the representative can review the customer and case history, inspect related activities, search approved knowledge, and track follow-up work from the same workspace. When an administrator enables Copilot, it can summarize the case or conversation, answer questions, and draft a response. The representative reviews the assistance and decides what action to take.

Administrators use Copilot Service admin center to manage case settings, knowledge, routing, channels, representative experiences, and AI capabilities. Available features depend on licensing and configuration.

Customer Service Hub remains available to some existing organizations, but it isn't available to new organizations with Enterprise licenses. Copilot Service workspace is the current application for new implementations.

Respond to changing customer expectations

The appliance customer might begin in a knowledge base, interact with an AI agent, start a chat, or call for help. If the request moves between these options, the customer expects the context to move with it.

A connected service experience addresses four common expectations:

  • Choice: Customers use the channel that fits the urgency and complexity of a request.
  • Continuity: Relevant identity, issue, and interaction details follow the request.
  • Consistency: Customers and representatives receive answers based on approved knowledge.
  • Timeliness: Routing and service commitments help teams prioritize work.

Dynamics 365 Customer Service provides the customer relationship management and case foundation for this experience. Dynamics 365 Contact Center can extend it with voice and digital engagement, self-service, routing, quality, and operational capabilities.

Prepare the foundation for AI

AI transformation builds on connected service data and clear processes. It doesn't begin by automating every step. It begins with work that is repetitive, uses reliable information, and has a defined outcome.

Copilot assists a representative. Autonomous agents can perform defined tasks, such as identifying intent, updating a case, or finding knowledge gaps. People define instructions, permissions, and escalation paths, then monitor results and handle decisions that require judgment.

Accurate records and approved knowledge give these capabilities useful context.
